The channel customers prefer was the one compliance couldn't see
Paisabazaar's customers want to talk on WhatsApp: share documents, ask questions, get updates on their loan. So its teleagents did exactly that, from their personal WhatsApp accounts. It worked for the customer, but it left the company exposed:
No visibility. There was no way to check what was said, or whether policy and regulatory rules were followed.
Customer data on personal phones. Agents held customers' mobile numbers directly.
An unbranded channel. A personal account looks like anyone, which erodes trust and invites impersonation.
No way to scale. Thousands of separate accounts can't be standardised, measured or managed.
Why this matters now: under India's Digital Personal Data Protection (DPDP) Act, failing to protect personal data can draw penalties of up to ₹250 crore, with obligations fully enforceable from May 2027. What used to be a hygiene issue is now a board-level risk.
Don't ban WhatsApp. Bring it inside.
Banning WhatsApp would have meant losing the channel customers prefer. Paisabazaar chose to bring it inside the enterprise with Saleschat:
A verified business identity. Customers deal with an authenticated Paisabazaar account, not an agent's personal number.
Numbers hidden both ways. Agents and customers chat without ever seeing each other's phone numbers.
One shared, controlled chat. Relationship managers, advisors and customers talk in one place, inside Paisabazaar's environment rather than on personal devices.
Real-time monitoring. Every conversation is visible and reviewable.
Workflows for the busy work. Proactive messages and automated flows handle document collection and starting a loan application.

The hard part was the rollout, not the adoption
Moving 2,500+ agents onto a new platform in a single quarter meant changing how an entire sales floor worked, and that was the real challenge.
For agents, though, the switch felt familiar. Saleschat's interface was designed around the WhatsApp habits they already had, so there was little to re-learn and they could keep selling from day one.
Results: more control, and faster sales
+21% document collection rate in 2024. More customers sent the documents their loan applications needed.
Faster loan processing. Complete applications moved through sooner, so disbursals came sooner.
One standard across 2,500+ agents. Consistent, branded communication on every chat.
Built to support RBI and DPDP requirements. Customer data stays within Paisabazaar's control, not on individual devices.
Recognised at board level
PB Fintech featured the platform in its Annual Report 2023–24 under "Consumer Delight using Sales Chat", describing a WhatsApp-based ecosystem that connects advisors, relationship managers and consumers on a shared chat "without compromising on consumer's data".

Three lessons for CXOs
Don't fight the channel your customers chose. Govern it. Customers will stay on WhatsApp; the question is whether you can see and control what happens there.
Make compliance a product decision. Number masking, verification and audit trails built into the tool beat policies agents have to remember.
Make adoption feel familiar. When the tool works like what agents already use, a rollout becomes a change-management task, not a training problem.
